Omnichannel versus multichannel
Multichannel means you are present on several channels. Omnichannel means those channels are connected. A multichannel team may answer WhatsApp from one phone and email from a shared mailbox, so a customer who writes twice gets two unrelated answers.
In an omnichannel setup every message lands in one workspace, is matched to one customer profile, and keeps its history whichever channel the customer uses next.
What the platform has to do
Bring every channel into a shared inbox so any teammate can pick up a conversation. Match each message to a customer record using phone number or email. Turn requests that need work into tickets with owners, priorities and due times. Show response times and satisfaction so you know whether service is improving.
Automation and AI are useful extras, but they sit on top of those basics. A team that cannot see the whole customer will not be fixed by a chatbot.
Signs you need one
Customers repeat themselves when they switch channels. Replies depend on who happens to hold the phone. Complaints live in spreadsheets, and nobody can say how long the oldest one has been open. If two or more of these sound familiar, the problem is connection, not effort.
Starting small
You do not have to connect everything on day one. Pick the channel that causes the most pain, usually WhatsApp or email, connect it, import your customers and invite one team. Add channels and automation once that team is comfortable.
